These are the contact centre performance metrics executives care about because they represent customer experience, revenue and risk.
Operational and workload metrics
Around those outcomes sits an entire layer of centre metrics, call centre metrics and contact centre KPIs that help manage capacity and operational efficiency, including call volume, incoming calls, inbound calls, calls answered, calls handled, call arrival rate and arrival rate, average speed to answer, response time, average time in queue, average call length, average call abandonment rate, schedule adherence and attempts to improve agent utilisation rate. These call centre KPIs explain how many calls you’ve got, how many calls agents can answer, how long customers are waiting, and where there are too many calls for the available people.
Customer experience metrics and team metrics
On top of that, organisations monitor customer experience metrics such as customer feedback, customer expectations, customer data and verbatim comments, plus agent performance, agent productivity, team performance and agent training completion.
All of these key metrics matter. They also share one limitation: they are lagging indicators. They describe what happened. They do not tell you why it happened or what to do next. You can see AHT rising, FCR flat, repeat calls increasing and response time blowing out, but you still have to answer the hard questions contact centre leaders ask every day: “Exactly what should we coach to improve contact resolution and first contact resolution?” and “What should our people do differently in their next customer interaction to resolve customer issues and increase customer satisfaction?” That’s where many organisations get stuck.

In our work, a micro-behaviour must be observable, repeatable, 100% in the person’s control, and predictive of the desired outcome. Effective micro-behaviours are contextual and tailored to call type or scenario. Compare vague guidance like “Be more empathetic” with a micro-behaviour like “Name the customer’s goal in their own words before you propose a solution.” The second statement can be heard, repeated, chosen every time, and tested against NPS, CSAT or conversion. Once you define micro-behaviours this way, you can start linking them directly to call centre metrics and contact centre metrics.

Most call center QA metrics and call quality metrics fall into three useful buckets:
- Behaviour quality: How well the key micro-behaviours are delivered on real interactions. This is where a score becomes meaningful, because it points to a specific behaviour to coach, not a general rating.
- Behaviour frequency: How often the micro-behaviour shows up on the right interactions. This matters because a behaviour can be coached once and still not become a habit.
